Answering is only part of it

An AI customer service agent can resolve enquiries at any time, in several languages and with no waiting. But its real value depends on something less visible: that every enquiry has an owner and a status, and that the agent knows when to pass the case to a person.

If there is no system where every enquiry is recorded with its owner, the agent will only answer faster within a process that remains disorganised.

A focused scope at first

I would start with one frequent type of enquiry, such as order status, service availability or the documents needed for a procedure. I analyse conversations resolved at the first attempt and others that took several exchanges, to identify what information the agent needs and when a person should step in.

The agent answers from verified sources: the information in your systems and approved documentation. Never from assumptions.

Progressive autonomy

In the first phase, the agent identifies the enquiry, retrieves the available information and prepares the reply, which a person reviews before sending. When the results justify it, its autonomy is extended one enquiry type at a time.

There is one rule I always keep: if the agent can’t confirm a fact, for example which order the client is referring to, it hands the enquiry to a person. A timely hand-off is better than an invented answer.

A hand-off with full context

When the agent hands over, the person receiving the case must see the full conversation, the data identified and the reason for the hand-off, so they don’t have to ask the client again. You also need to define which information is recorded in tracking systems and which isn’t needed.

Each channel has its own technical and regulatory conditions for sending messages, and I review them before quoting because they shape the design.

Measure the cost of supervision too

I validate it with routine enquiries, ambiguous messages, attachments and cases that were already open. I check whether assignment is correct and whether the reply uses accurate information. And I measure the time the team spends supervising: if it is similar to answering directly, the system needs adjusting before its scope is extended.
